Request Management ITSM Servicenow

Fundamentals of Request Management

Request Management is a crucial aspect of IT Service Management (ITSM) that focuses on handling standard service requests from users, ensuring timely resolution, and delivering satisfactory outcomes.

Purpose and Scope

  • Purpose: The primary goal is to efficiently and effectively handle user requests, enabling them to access required IT services, resources, and support. It aims to streamline the request fulfillment process, improve user satisfaction, and optimize IT resource utilization.

  • Scope: Encompasses a wide range of standard, low-risk requests, including:

    • User account provisioning and management.

    • Access requests for applications, systems, and data.

    • Hardware and software provisioning.

    • General service inquiries and information requests.

    • Service catalog items and self-service options.

    • (Note: While incidents and problems are separate processes, request management may sometimes serve as a channel for their escalation if reported as a general inquiry).

Key Concepts and Definitions

  • Service Request: A formal request from a user or customer for IT services, resources, or support. These are typically initiated through the Service Desk or a Self-Service Portal and follow predefined, standardized workflows.

  • Service Catalog: A centralized repository or database that acts as a "menu" of available IT services. It contains detailed service descriptions, Service Level Agreements (SLAs), pricing (if applicable), and request fulfillment procedures, making it easy for users to understand and request what they need.

  • Request Fulfillment: The end-to-end process of handling service requests from initiation to resolution. It involves logging, classification, prioritization, assignment, tracking, and closure, ensuring requests are completed within agreed-upon service levels.

  • Service Desk: The Single Point of Contact (SPOC) for users to report incidents, request services, seek assistance, and obtain IT-related information. It acts as the central coordination and communication hub.

  • Self-Service Portal: A user-friendly, web-based interface that empowers users to independently submit and track service requests, access knowledge base articles, and perform self-help actions without needing direct assistance from IT staff, thereby reducing the burden on the Service Desk.

The Request Management Process (Lifecycle Stages)

  1. Request Submission:

    • The process begins when a user submits a service request via the Service Desk or the Self-Service Portal.

    • The request is officially logged into the ITSM system (e.g., ServiceNow) and automatically assigned a unique identifier (ticket number) for tracking.

  2. Request Classification:

    • The submitted request is classified based on its nature, urgency, business impact, and priority.

    • Accurate classification helps in triaging the ticket and determining the correct automated workflow or resolution procedure.

  3. Request Fulfillment:

    • The classified request is routed to the appropriate resolver group or individual.

    • This stage involves active fulfillment activities, which may require management validation, financial or technical approvals, physical execution (e.g., deploying hardware), and final resolution.

  4. Tracking and Monitoring:

    • The status of the request is continuously tracked throughout its lifecycle to ensure it meets SLA targets.

    • Regular progress updates are provided to the user, and any potential delays or roadblocks are promptly escalated and addressed.

  5. Closure and Feedback:

    • Once the requested service has been successfully delivered, the ticket is formally closed in the Request Management system.

    • System documentation is updated with the final status and outcomes.

    • Users are often sent a survey to provide feedback on their satisfaction with the handling process, driving continuous improvement efforts.

Request Management అనేది IT Service Management (ITSM) లో ఒక కీలకమైన భాగం.

(Purpose and Scope)

(Key Concepts and Definitions)

Request Management

  1. Request Submission (రిక్వెస్ట్ సబ్మిషన్):

  2. Request Classification (వర్గీకరణ):

  3. Request Fulfillment (నెరవేర్చడం):

  4. Tracking and Monitoring (ట్రాకింగ్ మరియు మానిటరింగ్):

  5. Closure and Feedback (ముగింపు మరియు ఫీడ్‌బ్యాక్):
